IP06 · HOW MARKETING HAS CHANGED

Original context. Current reading.

Recorded in 2021, this captures the language, platforms and constraints of its time. Read it now by separating those period-specific details from the enduring operating question: how should AI and relevance improve the decision?

IP07 · TIMELESS RULES

Durable tests for the work.

  1. Use AI to improve a decision or outcome—not to decorate the plan.
  2. Start from the customer’s situation, not the channel.

How did the pandemic hit us as hard as it has hit any of the industries across the world? In fact, all of you will be aware that it started with the airports and travel retail and hospitality sector and we were the first to get hit. We were the first to even, did not even get a chance to react before the lockdown started happening and everything. The first thing which came to our mind when the lockdown happened and we realized that now this will go on for months and it is not for a couple of weeks or one or two months was quickly go back to the drying board and think what would now our customers or passengers or travelers would probably think.

The first thing was we started speaking to lots of our previous customers who were frequent travelers or occasional travelers. Outcome was that what we realized that we have to create now a rebound strategy and the rebound strategy was accelerate the digital transformation of five years and five months. So that is what we decided in April that by July, August or September, we should be able to do what we were doing in the next five years. So we took a couple of initiatives for a couple of months. Click and collect service. So you can book your shopping before you travel, pick up in store.

So just imagine you don't need to stand in cash till you can just book up three hours before you travel and just pick up your enter our store and pick up your shopping and go out. So no human interaction. We extended that service over next few months. And what we realized is when you are departing, you are sitting in the gates. You don't want to enter the store. So we gave a service where you sit at the gates, scan a QR code, order your order. And before you board your flight, you get your shopping done. You can sit in any of the lounges at the airport and then order your shopping. So the click and collect was the out of the entire lot was the was a marquee service we started.

The most of the digital part was giving empowering customers to do more before they travel. So you can pre-book your purchase as we all know that as book online and pick up in store. That's that is known as across the travel retail or domestic retail industry. We started that. We realized that lots of travelers today do not want to stand in cash till. They do not want to interact with staff. So we gave them the first self checkout app in India. So we were able to indigenously on our own with our own capacity being developed that. We started publishing lots of articles. We realized people are very afraid today. They do not know what are the rules be in India, be in Dubai or be in Tokyo.

So we started using our social media channels to educate people what you need to do. Saying so this were happening out of the store. So we realized that in store it has to be visibly safe. So we had safety ambassadors in our store. We had every five meters sanitizers being placed. Stores were sanitized four or five times in a day. We had safety messages all across. So I will say 60% of digital initiatives along with on ground safety protocols being implemented. How did I sail through this tough times?
